Many of you reached out to us via Twitter last night and today regarding a situation a Customer Twittered about that occurred on a Southwest flight.  It is not our customary method of Customer Relations to be so public in how we work through these situations, but with so many people involved in the occurrence, you also should be involved in the solution. First and foremost, to Mr. Smith; we would like to echo our Tweets and again offer our heartfelt apologies to you.   We are sincerely sorry for your travel experience on Southwest Airlines.

As soon as we saw the first Tweet from Mr. Smith, we contacted him personally to apologize for his experience and to address his concerns on both Twitter and with a personal phone call. Since the situation has received a lot of public attention, we'd like to take the opportunity to address a few of the specifics here as well.

Mr. Smith originally purchased two Southwest seats on a flight from Oakland to Burbank – as he’s been known to do when traveling on Southwest.  He decided to change his plans and board an earlier flight to Burbank, which technically means flying standby. As you may know, airlines are not able to clear standby passengers until all Customers are boarded. When the time came to board Mr. Smith, we had only a single seat available for him to occupy. We are responsible for the Safety and comfort of all Customers on the aircraft and therefore, we made a judgment call that Mr. Smith needed more than one seat to complete his flight. Our Employees explained why the decision was made, accommodated Mr. Smith on a later flight, and issued him a $100 Southwest travel voucher for his inconvenience.

You've read about these situations before. Southwest instituted our Customer of Size policy more than 25 years ago. The policy requires passengers that can not fit safely and comfortably in one seat to purchase an additional seat while traveling. This policy is not unique to Southwest Airlines and it is not a revenue generator. Most, if not all, carriers have similar policies, but unique to Southwest is the refunding of the second seat purchased (if the flight does not oversell) which is greater than any revenue made (full policy can be found here). The spirit of this policy is based solely on Customer comfort and Safety. As a Company committed to serving our Customers in Safety and comfort, we feel the definitive boundary between seats is the armrest. If a Customer cannot comfortably lower the armrest and infringes on a portion of another seat, a Customer seated adjacent would be very uncomfortable and a timely exit from the aircraft in the event of an emergency might be compromised if we allow a cramped, restricted seating arrangement.

I STOPPED FLYING SW BACK IN 2005. WHY? NOT BECAUSE OF A B.S. POLICY, BUT BECAUSE THEY MESSED UP EVERY EXPERIENCEI HAD WITH THEM. THEY TAKE ADVANTAGE OF THEIR CUSTOMERS KNOWING THEY HAVE CORNERED THE MARKET ON FLYING OUT OF THE WEST COAST. BECAUSE OF INFLATION, LOTS OF PEOPLE THERE ARE POOR AND THEY HAVE TO FLY ECONOMY. SW SUCKS. I HAVE HAD THINGS STOLEN, I HAVE HAD BAGS LOST ON NUMEROUS OCCASSIONS, I WAS GIVEN WRONG INFORMATION REGARDING LAYOVERS, I'VE BEEN BUMPED, I WAS TREATED VERY POORLY, AND HAD FRIENDS OF MINE TREATED LIKE CRAP AS WELL. I USED TO FLY ALONE POST 9/11 WHICH WAS A VERY SCARY EXPERIENCE. I WAS 22 YEARS OLD, FEMALE, AND WEIGHED 130 LBS. I WASN'T FAT AND FAMOUS, SO WHAT COULD I DO? CLAIM DISCRIMINATION? YOU WOULD THINK I TOOK UP 5 SEATS WITH THE WAY THE STAFF TREATED ME WHEN I ASKED QUESTIONS OR NEEDED ASSISTANCE. I DO PR. THIS IS NOT PR. SOMEONE MAKES A CRAPLOAD OF MONEY TO DO THIS, AND THEY ARE DOING A TERRIBLE JOB. SOME OF US ARE ACTUALLY WRITERS AND HAVE INTEGRITY AND CAN'T GET JOBS LIKE THIS BECAUSE SUSIE Q. WRITER'S AUNT WORKS FOR SW.

Good for Southwest. Not only do the fleshy fliers make it uncomfortable for the less dietary challenged, but they are costing Southwest fuel that eventually I end up paying for in higher fares. There is an obesity epidemic in this country, I guess it has a public face now.

I am obese and I have no problem with the size rule. I have purchased 1 ticket in the past and at 320 lbs could fit in the seat with the seatbelt. I waited to see what was available and sat down. I was lucky enough to be on a flight that wasnt full. I know now I need to buy 2 seats and honestly have no problems with it. Southwest has been extremely accomodating to me in the past. Last year while on vacation in Florida I was in a bad rollover car accident. Southwest personel helped me every step of the way with both legs being broken and in casts as well as a broken arm and 7 fractured discs. I couldnt afford a medical flight as that was about 4000.00. I realized during that time that its not fair for others for me to take up space that someone else has paid for so they can sit comfortably. It is everyones responsibility to be simply considerate to eachothers space. I truely believe Kevin Smith completely blew this situation out of control. I will only fly Southwest because of how well they treated me even at 300+ lbs.

THANK YOU Southwest - I will fly you whenever I can!!!! I was in the middle seat next to an enormous, disgusting smelling passenger on one of your competitors - when I complained they kicked ME off the flight - and I had witnesses to confirm I had done nothing - they were then all afraid to complain when this passenger's odor offended them as well! Needless to say I will never fly on that airline again! When I purchase an airline seat I expect to have the WHOLE seat. If someone is taking over a portion of my seat then they should pay a portion of my airfare!!!! Seriously, Kevin's insistence that airlines should be catering to America's obesity epidemic is ridiculous.

I agree with the airline, and when I fly, I hate sitting next to some fat person who smells like fast food. What's next are we going to give fat people closer parking spots, oh yea we do that already. Its called a handicap spot. Fat people cost society enough, and they should have to pay for themselves. What ever happened to accountability. That's how fat people got "THEIR" condition. There is no cure for laziness.

Thank God for SWA. I will always fly with you. Thank you for protecting me from inconsiderate people like KS who don't realize how fat they really are! I hope all the "I'm not fat" people really do switch airlines. The concept of cheap flights only works if "we" the customers work together and respect each other's space and respect the rules of the airline that is trying to provide the service. Keep up the good work SWA.

Gosh, it must really suck to sit next to someone like me. I hope you never have to be pulled off of a plane and asked to purchase a second seat, or have to go through the seat belt test while sitting in the middle seat between your two small children. I have stopped flying Southwest over a year ago because of thier customer service. Good for Kevin Smith for using whatever platform he has to call them out. Boo hoo to all of you complainers of the fat. I'm glad I don't have to sit next to your bony asses anymore.

Go Southwest! OMG, fat people are fat and require more resources? Who knew! Is there any consideration for the people whose seat you are rolling over into? That is why they have a very well known 2 seat policy, which allows someone who requires 2 seats to fly a great airline. Mr. Smith should not fly Southwest ever again, as that is choice, which is far easier than eating healthy, and Southwest should keep doing right by all of their customers.

So, what's next? Are airlines going to install scales and measuring stations at the airport to weed out undesirable bodies? Just wondering.

Kudos to Southwest for enforcing a policy that is based on safety and comfort of all passengers. If you eat yourself into obesity there is a price to pay, and the person sitting next to you should NOT be the one who pays. If this means no more fat people on Southwest then it will become my preferred air carrier. I have been stuck next to so many obese, smelly people over the years who make it impossible to enjoy a flight. Maybe they should fly FEDEX. Kevin Smith is a talented guy. no doubt about that, but he is also overweight and jokes about it all the time, for once it is not funny and he freaks out. Get over it Kevin, we are laughing at you now.

Nope, never flying with you now ever. If someone is ridiculously obese, then fine, they can purchase another seat. I saw Kevin Smith live recently and he isn't deluding himself into thinking that he's not fat. He is fat, but not so much so that I would dread having to sit next to him on a plane. He's not disputing that he's large. He's disputing the way it was handled, that the policy that was in effect was not being carried out in practice, and that the way it was handled was rude and embarassing. Certainly you don't seem too worried about it. It likely won't make a huge difference in your income. But in an economy where airlines seem to be perpetually talking about how close they are to folding, you'd think driving any customer away would be bad for business. Even the fat ones.

Never would have happened to a fat black man. Kevin Smith was a convenient target. "Susanne", the Southwest employee that screwed over Kevin Smith, when he could buckle his belt and get his arm rest down, is now on the shit list of 1.6 million twitter followers. Safety issue my ass. Boycott this bigotry now.

When will people realize that airlines, all of them, are selling real estate. UPS charges you by the weight and the SIZE of your package. Don't you think its appropriate for an airline to charge someone for extra space? I do, especially when the airline will reimburse the individual if the flight is not full. No airline, or company, likes to apply such a policy, but it is a neccessary evil. The question you should ask is....Was the airline's policy executed correctly?

I am an executive in the service industry. I've only had the unfortunate occurence of flying Southwest once. I avoid it because I think that you treat customers like cattle, and the experience was rather declasse. The only attraction for flying it aside from some of the markets it services, is that it's cheap. Well, now its obvious it is cheap, crass and moreover it discriminates. As you can tell from some of the comments posted here, weight challenged individuals are the last bastion of prejudice. The fact that you have a twenty five year old policy that in and of itself is arcane and rooted in the era of corporate 'pre-enlightenment' is evidentiary of a callous ignorance that exemplified the mentality of the pre-civil rights era. The fact that you would embarrass and demean a person of weight by having the captain, quite publically, toss them off a plane, is repulsive and shocking. Why don't you just lynch them on the gangway instead? Many individuals who are weight challenged have medical conditions which quite possibly could be exacerbated by the stress and embarrassment of being singled out by Southwest for such ostracism. Your practice is inexcusable and should not be supported by any right thinking citizen. Southwest is operating in the dark ages for this and should be held accountable for their behavior,

Oddly, you don't mention that Kevin says he was able to lower his armrest. That he was able to buckle up without an extender belt. You don't address any of the other things he brings up on his podcast (That the pilot did not ever see him, that he had flown up earlier on a SINGLE SEAT...how when he finally DOES fly back and has a second seat he'd purchased so when a large woman sits in the aisle seat only to have a stewardess pull her aside to say that she might have a buy a second seat...while it's clear there was no need on that flight to say that). Your response really solidified my resolve NEVER to fly Southwest again.

I fly southwest all the time and I do not want to sit next to someone who is over weight, over flowing into my seat...I did it one time for several hours on another airline and it was terrible. I lost a lot of respect for Kevin Smith on this rediculous tirade. Not that I had much to begin with. Hey Kevin you Fat F@ck why don't you lose some weight? Southwest did totally the right thing. If they sat someone as fat as you I would be blogging and tweeting about how I was inappropriately serviced by the airline for allowing an elephant compress me into half of my seat. I have believed for years that there should be a total weight per passenger where they sum up the baggage weight + the person's weight and charge accordingly. This is a very strong case in point for that system.

YES - to SWAir for making the right choice - how come these overweight folks think they are small enough to fit just anywhere? As a nation of "fat" folk - too many have lot track of being healthy and SAFE - and comfortable. That's what the SWAir policy is all about. What makes me happiest as a totally loyal SWAir patron - that other FAT folks have decided to not fly SWAir. It's much safer without them - if there are any needs to get out fast with a problem flight - like the landing in the East River by American. Start on a diet and live longer. Don't sit next to me anytime or anywhere. Thanks again SWAir - with great admiration

Why is Southwest apologizing for? If the man was too fat to sit in one seat, the airline did nothing wrong. I fly Southwest all the time, and in my experience, the Airline is not quick to apply this policy. Nothing ruins a flight more than having the large passenger seated next to you rubbing up against you for the entire flight! The fact that Kevin Smith is a mediocre director does not mean he deserves an apology from Southwest because he's fat.

Thank you, Southwest Airlines. If Mr. Smith didn't shovel so much crap into his mouth, this would be a non-issue for everyone involved. He may have "the right to be fat," but he doesn't have the right to make fellow travelers uncomfortable by sitting on them! And he definitely doesn't have the right to be stupid. I just dumped 35 pounds since last October by simply making smarter food choices and weighing my proteins. If I could do it, he sure as hell could do it.

Thank you for actually enforcing your policy! As a passenger of moderate size, I'm sick of being squished between enormously large people who are spilling over into my seat. I paid just as much for my ticket as they did -- I deserve my full seat. Similarly, I buy a separate seat for my kids (even when they are young enough to sit in my lap) to reduce discomfort for myself, my kids, and my fellow passengers.

I will never even consider flying SWA ever again for fear that I will be singled out like Kevin Smith was. If weight/size is gonna be an issue, a decision should be made at the front desk, not on the plane in front of 100+ people. Way to humiliate your valued customers, SWA. You really picked the wrong FATTY to f' with this time!

I've been quietly boycotting Southwest Airlines since November 2008. Every other member of my party was in the A boarding group, while my boarding pass had a B on it. The gate agent would not let me join my family, but insisted on making an announcement so that any other passengers in the A group could board before I did. I'm not a B, for God's sake, I'm a human being who wanted to walk onto an airline with her husband, mother, and elderly father. I will never give Southwest Airlines another penny of my travel dollars.

What's staggering, besides SWA rude "apology", is that with so many American's being overweight, and have the means to fly - they don't. They don't because they hear about this kind of treatment by airlines and so instead of spending their money on airline and travel, they go where they can in a car and closer to home. So what's happening because of that? Airlines are suffering, travel destinations are suffering. The first smart person who figures out they can market an airline to Big and Tall passengers, - with roomy seats and leg room and no discrimination - is going to be a billionaire.

Southwest Airlines! Southwest Airlines is inept, insensitive and has no respect for its plus size customers. What a foolish thing to do. I'm fit and have never had weight issues, but I feel aweful for people who do, and have to put up with crap like this from Southwest Airlines. I travel often for work, both domestically and internationally. I sure won't fly Southwest in future, no matter how low their fares are... their customer service skills are sure bound to be lower. Southwest Airlines, like a lot stupid companies nowadays (Toyota, AIG) are just that: stupid!
